Start with the experience
A review programme works best when it reflects what customers actually experience. Before thinking about requests or responses, look at the moments that matter: a first enquiry, a purchase, an appointment, delivery and follow-up. The information people receive should make each step easy to understand.
Ask your team where customers most often need clarification. Repeated questions can point to a practical improvement, such as clearer opening hours, a better service description or a message that explains what happens after an order.
Make honest feedback easy
Choose a natural moment to invite feedback after a real interaction. Keep the invitation short, include a direct review link and make it clear that the customer can describe their own experience. A QR code can also be useful where customers already see a receipt or follow-up card.
Use a consistent approach across customers. A request should welcome honest feedback rather than steer someone toward a particular rating. Treat the invitation as part of customer care, with wording your team can use comfortably.
Keep your public information consistent
Your website, Google Business Profile and other important listings should agree on the basics. Check your business name, contact details, location, opening hours and the services you offer. A customer should be able to move between these channels without wondering which information is current.
Give someone responsibility for updates. Changes to hours, locations or services should trigger a quick check of the profiles customers use most. Consistency is easier to maintain when it belongs to a person and a routine.
Respond like a person
A useful response recognises the experience described. Thank someone for specific feedback when appropriate. If a concern needs attention, acknowledge it calmly and offer a suitable way to continue the conversation. Keep personal information and private transaction details out of public replies.
Templates can help establish a tone, but every reply still needs a thoughtful review. People should feel that their message was read. A clear, respectful response also helps future customers understand how your business communicates.
Turn feedback into useful work
Look for repeated themes rather than reacting only to individual ratings. Customer comments may reveal confusion about a service, appreciation for a particular team member or a recurring gap in the experience. Share useful observations with the people who can act on them.
- Keep review requests simple and consistent.
- Assign ownership of business profile updates.
- Review recurring feedback with your team.
Illustrative example
A neutral review invitation after a completed appointment
Illustrative wording for a service business. Adjust it to your actual customer journey and communication permissions.
- Choose one consistent stage, such as after a completed appointment, and offer the same opportunity to customers regardless of how satisfied you expect them to be.
- Example message: “Thank you for choosing us. If you would like to share your experience, you can leave an honest review here: [your review link]. Your feedback helps us understand what worked and what needs attention.”
- Keep the invitation separate from discounts, gifts or requests for a particular rating. A customer who raises a concern should still have the same opportunity to review.
- Assign someone to check the link and review incoming feedback. Note recurring themes without copying private customer details into public responses.
